What is a customer journey in marketing automation?

In short

In marketing automation, a customer journey is a planned sequence of steps that each person moves through at their own pace. It starts when someone qualifies, then sends messages, waits, and branches on conditions such as consent or segment membership, until the person reaches a goal or exits.

Why it matters

A single campaign goes out once, to everyone, at the same moment. Real customer relationships do not work like that. One person signs up on Monday, another on Friday, and each should get the welcome email on their own day one and the follow-up on their own day three.

A journey handles that timing for you. Each person enters when they qualify and moves through the steps on their own clock, so a business can run a proper onboarding, nurture or win-back programme without anyone tracking dates in a spreadsheet.

The building blocks

Most journey tools use a small set of step types.

StepWhat it does
Entry (trigger)Decides who starts the journey and when
SendSends an email, SMS or messaging-app message
WaitPauses for a set time, such as two days
SplitSends people down one of two paths based on a condition
Wait untilHolds a person until a condition is met, or a time limit runs out
Goal or exitEnds the journey for that person

Triggers are usually one of three kinds: someone is added by hand, someone joins a segment, or something happens that the system records as an event.

Designing a first journey

  1. Pick one outcome. For example, “new customers book their first appointment”.
  2. Decide who enters. New customers, as they join a segment.
  3. Write the first message. Welcome them and give one clear next step.
  4. Add a wait, then a short follow-up for people who need a nudge.
  5. Branch on what you know, for example sending a WhatsApp check-in to people who have consented to WhatsApp and an email to everyone else.
  6. End cleanly. Make sure people leave the journey rather than receiving messages forever.

Common mistakes

  • Too many branches. Complex journeys are hard to test and hard to change. Start with one path and a single split.
  • No exit. Without a goal or exit step, people can keep receiving messages that no longer apply.
  • Re-entry by accident. Decide whether someone can go through the journey again, and when.
  • Ignoring consent per channel. A person who agreed to email has not necessarily agreed to SMS.

How GuardenerAI handles it

  • GuardenerAI Marketing journeys use send, delay, split, wait-until, goal and exit steps, and send by email, SMS or WhatsApp.
  • A journey starts when you add people yourself, when they join a segment, or when a recorded event matches, such as a person being created or a change in RFM persona.
  • Splits and wait-until steps test segment conditions: built-in record properties, recorded activity, segment membership, consent and RFM persona.
  • Re-entry is a choice per journey: never, after the person exits, or at any time.
  • Journeys read from the same records as the CRM, and the follow-up tasks that a person on your team should do are better handled by action plans in Automation.
